Make Retail Great Again: Leveraging the Physical Web for Intelligent Customer Experience

FARCON 2017
Wonderful audience and great discussion at Accredent's presentation "Make Retail Great Again: Leveraging the Physical Web for Intelligent Customer Experience" at the FARCON 2017 Retail Analytics Conference.

Make Retail Great Again

Leveraging the Physical Web for Intelligent Customer Experience

The tension between physical retail and digital retail is usually attributed to the inherent analytical and behavioral advantages of the digital medium. The underlying forces operating in physical retail and digital retail are subtle and complex. Customer experience in either medium is more important than the particular medium. Modern customers expect a rich and contextual experience that is derived from their interaction history. New forms of physical retail are emerging and the space is transforming in ways that provide a differentiated customer experience.

Relevant experience in physical retail is readily available with the emergence of the Physical Web. The Physical Web enables immediate and frictionless interaction between customers and physical objects / locations. Physical retailers can engage and satisfy customers with relevant and timely data that is harvested from Physical Web interactions; they can map customer data from online behavior to integrate customer perceptions and purchasing patterns across all media. The Physical Web can extend and amplify the power of data centricity and a customer-centric analytical orientation.

Accredent's session provided insight into the contextual experience adaptations of early adopters and fast followers in the early majority; it identified the obstacles that may cause slow followers to get left behind in the late majority -- or worse. Technical practitioners identified with quantified examples of the Physical Web; non-technical practitioners identified with the strategic importance of weaving Physical Web customer interactions and online behavior into the emerging physical environment.

Internet of Things Connected Customer Journeys

How can Internet of Things (IoT) and Analytics increase business agility while creating compelling customer journeys and customer experiences?

Internet of Things (IoT) is radically changing the nature of consumer experiences and brand marketing. Turning physical spaces (retail, offices, stadiums, malls, casinos, concerts, events) into real-time engaging customer experiences. Turning products from simply physical "things" into platforms for delivering services to deliver customer experiences. For consumer goods - online experiences, retail space experiences, and post-purchase product usage experiences combine to create a two-way dialogue pre-purchase, post-purchase and back again across the entire customer journey in a way that was never before possible. Data can be collected to understand patterns of behaviors and wants and needs, and used to deliver contextual and detailed real world customer experience to those wandering the space or using the product, or rather the services delivered by the product platform.

Accredent's "IoT  Connected Customer Journeys" at Innovation Jam 2016

Physical Customer Experience

Disney Magic wristbands, Taylor Swift 1989 tour wristbands, and other early pioneering efforts proved that brilliant new physical space customer experiences can be created, and the pain points within existing experiences be removed by Internet of Things. This capability has expanded with the advent of proximity beacons and IoT displays which enable hyper-local, -contextual, - personalized experiences in physical spaces not dissimilar from that offered by the best e-commerce sites and internet 2.0. Building understanding of behaviors and wants and needs, and delivering contextually detailed physical world experiences to match them.

Beacon, RF sensors and IoT displays' ability to generate new business from passersby and loyalty scheme incentives, to turn physical spaces into subtle and overt two way conversations, to eliminate pain points and process bottlenecks, and to deliver richer customer experiences and associated brand value have driven rapid adoption. These technologies are expected to influence more than $44 billion of purchases in 2016 alone. Not surprisingly, Forbes declared 2016, "The Year of the Beacon."

Product Customer Experience

While the brand experience within physical spaces is becoming more like web space, products and services themselves are also changing to be more like smart phones and apps. Products are becoming smart platforms offering hyper-local, -contextual, -personalized services, and delivering deep insights into behaviors and preferences, and wants and needs, to build customer profiles used to deliver new better services and increase spend and loyalty.

Integrated Virtual, Physical and Product Customer Experience

New modern connected customer journeys form as on-line, physical, and product customer experiences merge seamlessly into one experience - pre-sale, post-sales, and re-sale - across the entire brand journey. Each touch-point capturing data for customer insight and each delivering better customer experiences based on that insight. All while increasing business agility. This is the where all business is migrating in one form or another.. This is the where all business is migrating in one form or another.

The new internet-of-things based connected customer journeys of interlinking virtual, physical and product touch-point insights and customer experiences is a complex one. Difficult to get right, but important to do. Done right, the process of creating the new modern customer journey is a never ending one that always is capturing insightful data, and using that data to create continuously improving customer experiences and business processes. Done wrong, the process of creating new connected customer journeys can place retailers and product manufacturers into Sisyphus-like proof-of-concept design and revision, or can add a product to the same junk pile of history that one finds Google Glass. Get it right, your company and your future depends on it.

Creating Business Value with Internet of Things and Data Analytics (Part I)

Creating business value through end-to-end Smart Connected Data-driven Strategies, activation of new product/service solution road maps, design of new customer experiences and business models, and change leadership around digital business transformation inside companies and within customer organizations is NOW a primary strategic and tactical challenge.

Rethink Your Enterprise's Strategic Relationship with Technology

Professor Michael Porter's Harvard Business Review articles about Smart Connected Data-driven Business strategy and business transformation make clear why the Internet of Things (IoT), Advanced Data Analytics combined with social, mobile, cloud technologies are causing enterprises to rethink their strategic relationship with technology. And, in some cases, even to the point of asking themselves, "What business am I in?"

Smart Connected Data-driven Business approaches are changing intermittent customer journeys into ongoing 24x7 relationships. Turning many products into services. Delivering new understanding of customer experiences and prediction of performance from both old and new product/services. At the same time driving productivity, efficiency and quality to core business processes. Ultimately, changing the ways enterprises create growth, enterprise value and competitive advantage - while creating new possibility to lose to competitors and new entrants through digital disruption. And, in the process changing organizational structure, value chains, and even the fundamental way that enterprises conduct business.

Michael Porter's HBR Articles

How Smart, Connected Products Are Transforming Competition To understand the effects of smart, connected products on industry competition and profitability, we must examine their impact on industry structure. In any industry, competition is driven by five competitive forces...

How Smart, Connected Products Are Transforming Companies These are creating the first true discontinuity in the organization of manufacturing firms in modern business history. Many of the same organizational changes and challenges will spread to other fields as well...

Align Your Business With Emerging Hyper-Connected Customer Journeys(tm)

Mobile, Social, Commerce, Internet of Things (IoT) and Advanced Analytics are radically changing the nature of consumer experiences and even what a "brand" means. Turning physical spaces (retail, offices, stadiums, malls, casinos, concerts, events, outdoor spaces) into real-time engaging customer experiences in a similar way to what Internet 2.0 did to virtual spaces. Turning products from simply physical "things" into platforms for delivering customer experiences and customer-focused business processes. Turning customer journeys into connected data-driven ones that are always collecting actionable insight, and creating contextual customer experience.

Focus Your Value Creation Around Data-driven Interaction, Not Just Insight

1 billion digital natives expected to join the workforce over the next 7 years. 100 billion connected devices expected by 2025, leading to a trillion sensor ecosystem. In this hyper-connected era, future business models will depend on the availability of more data flowing through more systems, being accessed and used by more people as their lives become more and more centered on the modern customer journeys delivered by mobile, Social, Cloud, eCommerce and IoT. Data, and the analytical insights and interaction it provides, will be a key source (in some cases only source) of value creation and sustainable competitive advantage.

Make IoT and Data Analytics A Primary Strategic and Tactical Business Focus

Creating business value through end-to-end Smart Connected Data-driven Strategies, activation of new product/service solution road maps, design of new customer experiences and business models, and change leadership around digital business transformation inside companies and within customer organizations is NOW a primary strategic and tactical challenge. Thoughtful organic and inorganic strategy, and well-led product innovation, user experience, and evolution of existing assets and intellectual property will be key to a positive goal-directed digital transformation capable of contributing to significant growth and value creation.

Don't Approach It As Just Another Business Value Creation Initiative

The journey to Smart Connected Data-driven Business Value Creation is a complex one. Difficult to get right, but important to do. Done right, connected data-driven business and product transformation offers significant opportunities for renewal, growth, and enterprise value creation. Done wrong, business and product transformation can place companies into Sisyphus-like business model design and revision cycles, or can add their products to the same junk pile of history that one finds Google Glass. Get it right, your company and your future depends on it.
